Work the ones that matter first.

The agent reads the conversation, not just the keywords. Urgency is a judgement, and High sorts to the top of your inbox.

High
  • Money is involved: an order, a payment, a delivery promise
  • The customer is frustrated or has already been let down
  • You’d answer it within the hour, so the agent flags it the same way
Medium
  • Needs a human decision the agent isn’t equipped to make
  • Policy outside its sources, or a question it was asked to route to you
  • Usually answered same day
Low
  • An edge it flagged from a phrase it couldn’t place
  • Worth a look, not worth interrupting a meeting for
  • Answered when there’s room in the day

What does the customer see during an escalation?

They’re told, in the chat, that a human will follow up, not left guessing whether the message got through. The conversation stays open, and your reply lands in the same thread.

Why does it open a ticket instead of just telling me?

A ticket keeps everything in one place: the reason, the customer’s details, the thread and the outcome. An alert disappears; a ticket is something you can sort, assign and close properly.

Can it escalate something that doesn’t feel urgent?

Yes, and that’s deliberate. If the agent is only mildly unsure, it still stops and routes the question. Better a Low ticket you skim than an invented answer a customer relies on.

Who decides the urgency?

The agent, from the whole conversation: what was asked, what it knows, what it doesn’t. You can tune the ramp in the dashboard so routing matches how you actually prioritise.

Can I stop it escalating certain things?

Yes. What it can and can’t hold is shaped by the sources you give it and the rules you set. Give it more to work from and fewer questions reach you. The moments it keeps are the ones it should.
